REASON FOR CHOOSING THE TOPIC

of BSNL users)
The objective of the project is to find out the reason:
1) Why inspite of several competitors in the market with multiple type of services
with attractive price and opportunity of business, it has been seen that a large
number of consumers flock to buy or use ‘BSNL’ service. At first our research
will take us into the depth of the study on various attractive services
provided by BSNL and then find out whether it is the ONLY reason behind
such consumer behavior.
2) Why consumer satisfaction should be still a major area of concern of BSNL’s top
management and suggesting various steps that should be undertaken by it in
order to improve customer satisfaction by conducting a customer satisfaction
survey of BSNL users.

1. INTRODUCTION
(a) CUSTOMER SATISFACTION – WHY A BUZZ
WORD
IN TODAYS MARKETING WORLD ?
i) WHO IS A CUSTOMER
Customer is defined as any one who receives that which is produced by
the individual or organization that has value. He or she is purchaser of a product or
service. A customer is a person or organization that purchases or obtains goods or
services from other organization such as manufacturers, retailers, whole sellers or service
provider. A customer is not necessarily the same persons the consumer, as a product or
service can be paid for by one party, the customer and used by another – the consumer.

ii) CUSTOMER VS. CONSUMER


Customer buy the products you make, from you and consumer buy the
product from the customers and use the product. Thus retailers are customers and the
people who hopefully will love and embrace the products with passionate fervor are
consumers.

A broad term that covers both individual consumers who buy
goods and services for their own use and organizational buyers who
purchase business products.

WHAT IS CUSTOMER SATISFACTION


Customer satisfaction a business term is a measure of how products and services
supplied by a company meet or surpass customer expectation. It is seen as a key
performance indicator within business and is part of the four perspective of a Balanced
Scrorecard.

iv) MEASURING A CUSTOMER SATISFACTION


Organizations are increasingly interested in retaining existing customers while
targeting non-customers. Measuring customers satisfaction provides an indication of how
successful the organization is at providing products and/or services to the market place.

Customer satisfaction is an ambiguous and abstract concept and the actual


manifestation of the state of satisfaction will vary from person to person and
product/service. The state of satisfaction depends on number of both psychological and

physical variables which correlate with satisfaction behaviors such as return and
recommend rate. The level of satisfaction can also vary on other options the customer
may have and other products against which the customer can compare the organization’s
products.
Because satisfaction is basically a psychological state, care should be taken in the
effort of quantitative measurement, although a large quantity of research in this area has
recently been developed. Work done by Berry. Brodeur between 1990 and 1998 defined
ten ‘Quantity Values’ which influence satisfaction behaviour, further explained by Berry
in 2002and known as the ten domains of satisfactions. These ten domains of satisfactions
include : Quality, Value, Timeliness, Efficiency, Ease of Access, Environment, Inter-
departmental Teamwork, Front line service Behaviour, Commitment to the
Customer, and Innovation. These factors are emphasized for continuous improvement
and organizational change measurement and are most often utilized to develop the
architecture for satisfaction of measurements an integrated model work done by
Parasuraman Zeithaml and Berry between 1985 and 1988 provides the basis for the
measurement of customers satisfaction with a service by using the gap between the
customer’s expectation of performance and their perceived experience of performance.
This provides the measurer with a satisfaction “gap” which is objective and quantitative
in nature. Work done by Cronin and Taylor propose the “confirmation/disconfirmation”
theory of combining the “gap” described by Parasuraman Zeithaml and Berry as two
different measures (perception and expectation of performance into a single
measurement of performance according to expectation. According to Garbrand customer
satisfaction equals perception of performance divided by expectation of performance.

The measure of customer satisfaction involve a survey with a set of statements


using a Likert Techinque or scale. The customer is asked to evaluate each statement and
in terms of their perception and expectation of the performance of the organization.

v) IMPORTANCE OF CUSTOMER SATISFACTION


The importance of customer satisfaction can not be underestimated. After
all customer satisfaction can impact every aspects of business from earnings to stock
profits. If business owners and potential business owners loose site of the fact that
they are in business for the customer and not for the money, then they will never have
a successful business. Business are prosperous & long lasting to the degree that they
truly do make customer satisfaction the centre of all they do.
Customer satisfaction means a variety of things for the business owner,
but the main thing it means is that the needs of the customer are the bottom line the
driving force behind all decisions that are made for the business. It means that gaining
& keeping customers is important enough to a business that they are willing to make
changes if necessary based on what customer want.

vi) IMPORTANCE OF CUSTOMER SATISFACTION


SURVEYS
Customer satisfaction surveys measure and evaluate the attitudes, opinions
and satisfaction levels of customer and clients.
Customer satisfaction surveys identify areas of business that do not meet
customer expectations. Not only are customer satisfaction surveys quick and
inexpensive to produce, they are also guaranteed to yield invaluable results.
Companies can then use the data to implement and revise policies and procedures.
Customer satisfaction surveys can be an important first step towards
achieving the ultimate goals of exceptional customer satisfaction, locality and

retention. They provide a foundation in which an organization build upon customer


relationship.

A customer satisfaction survey encourages clients and customers to give business


vital feedback on issues that can affect customer retention, including :

(b) About the company (BSNL)


Bharat Sanchar Nigam Ltd. formed in October, 2000, is World's 7th largest
Telecommunications Company providing comprehensive range of telecom services in
India: Wireline, CDMA mobile, GSM Mobile, Internet, Broadband, Carrier service,
MPLS-VPN, VSAT, VoIP services, IN Services etc. Within a span of five years it has
become one of the largest public sector unit in India.
BSNL has installed Quality Telecom Network in the country and now focusing on
improving it, expanding the network, introducing new telecom services with ICT
applications in villages and wining customer's confidence. Today, it has about 47.3
million line basic telephone capacity, 4 million WLL capacity, 20.1 Million GSM
Capacity, more than 37382 fixed exchanges, 18000 BTS, 287 Satellite Stations,
480196 Rkm of OFC Cable, 63730 Rkm of Microwave Network connecting 602
Districts, 7330 cities/towns and 5.5 Lakhs villages.
BSNL is the only service provider, making focused efforts and planned initiatives to
bridge the Rural-Urban Digital Divide ICT sector. In fact there is no telecom operator in
the country to beat its reach with its wide network giving services in every nook & corner
of country and operates across India except Delhi & Mumbai. Whether it is inaccessible
areas of Siachen glacier and North-eastern region of the country. BSNL serves its
customers with its wide bouquet of telecom services.
BSNL is numero uno operator of India in all services in its license area. The
company offers vide ranging & most transparent tariff schemes designed to suite every

BSNL cellular service, CellOne, has more than 17.8 million cellular customers, garnering
24 percent of all mobile users as its subscribers. That means that almost every fourth
mobile user in the country has a BSNL connection. In basic services, BSNL is miles
ahead of its rivals, with 35.1 million Basic Phone subscribers i.e. 85 per cent share of
the subscriber base and 92 percent share in revenue terms.

BSNL has more than 2.5 million WLL subscribers and 2.5 million Internet
Customers who access Internet through various modes viz. Dial-up, Leased Line, DIAS,
Account Less Internet(CLI). BSNL has been adjudged as the NUMBER ONE ISP in the
country.
BSNL has set up a world class multi-gigabit, multi-protocol convergent IP
infrastructure that provides convergent services like voice, data and video through the
same Backbone and Broadband Access Network. At present there are 0.6 million
DataOne broadband customers.
The company has vast experience in Planning, Installation, network integration
and Maintenance of Switching & Transmission Networks and also has a world class ISO
9000 certified Telecom Training Institute.
Scaling new heights of success, the present turnover of BSNL is more than
Rs.351,820 million (US $ 8 billion) with net profit to the tune of Rs.99,390 million
(US $ 2.26 billion) for last financial year. The infrastructure asset on telephone alone is
worth about Rs.630,000 million (US $ 14.37 billion).
BSNL plans to expand its customer base from present 47 millions lines to 125
million lines by December 2007 and infrastructure investment plan to the tune of Rs. 733
crores (US$ 16.67 million) in the next three years.

Bharti Airtel

Telecom giant Bharti Airtel is the flagship company of Bharti Enterprises. The Bharti
Group, has a diverse business portfolio and has created global brands in the
telecommunication sector. Bharti has recently forayed into retail business as Bharti Retail
Pvt. Ltd. under a MoU with Wal-Mart for the cash & carry business. It has successfully
launched an international venture with EL Rothschild Group to export fresh agri products
exclusively to markets in Europe and USA and has launched Bharti AXA Life Insurance
Company Ltd under a joint venture with AXA, world leader in financial protection and
wealth management.

Airtel comes to you from Bharti Airtel Limited, India’s largest integrated and the first
private telecom services provider with a footprint in all the 23 telecom circles. Bharti
Airtel since its inception has been at the forefront of technology and has steered the
course of the telecom sector in the country with its world class products and services. The
businesses at Bharti Airtel have been structured into three individual strategic business

The Late Dhirubhai Ambani dreamt of a digital India — an India where the common man
would have access to affordable means of information and communication. Dhirubhai,
who single-handedly built India’s largest private sector company virtually from scratch,

(d) About Asansol Market


Asansol is the second largest city in West Bengal, after Kolkata. Situated in
Damodar River Valley, the city has evolved and expanded over time to a current
population of one million , ranking 23rd in India.

As per 2001 census, the population of Asansol is 475439. Male contribute 53% of
the population and females 47%. The literacy rate of Asansol is 73% , higher than the
national average 56.5%. 57% of the male and 43% of the female of Asansol city are
literate.

Asansol’s economy is primarily based on the coal and steel industries. Asansol is
considered to be the major hub for the manufacturing steel industry , thanks to the
continued good performance and development of Chittaranjan Locomotive Works,

extensive activities of Eastern Coal Fields, and the sanction of major investment for the
modernization of the IISCO Steel Plant of SAIL.

Asansol’s telecommunication market is flooded with the present major


telecommunication service providers such as Reliance India Mobile(RIM), Airtel,
Vodafone, and Tata Indicom apart from BSNL. It has been seen that premium and
quality conscious customers prefer Airtel and BSNL whereas most of the customers
within the low income group prefer RIM, Vodafone, or Tata. A healthy competition and
good business relationship exists among all the major telecommunication provider in the
Asansol market.

2. AIMS AND OBJECTIVE OF STUDY


1] To conduct a market survey and analyze the services by the Bharat Sanchar Nigam

3] To find out the factors that influences the customers/users to buy BSNL-sewa.

4] To find the opinion on the performance of the service/product.

5] To find out the level of satisfaction about the after sale service provided by the dealer.

6] To find out whether the problems faced by the users are handled immediately or not.

7] To find out whether everyone is satisfied with his/her Product or Brand which he/she

is currently using.

8] To come out with necessary suggestion and feed-back so as to improve its sales and

service.

3. STATEMENT OF PROBLEM

BSNL operates across the length and breadth of India(except the metropolitan cities of
[Mumbai] and [New Delhi] which is managed by [MTNL]. As it is the most trusted

telecom brand of the Nation with its various services and operations, it is necessary to
adopt new technology with the horizon to attract more users/customers in Metros and
other areas.
The consumer market consists of the entire individual who purchase
goods/services for personal usage as the consumer/users differs both the demographically
and geographically all over the world.
A consumer may have a set of interest, taste in purchasing/buying the services
because several telecom sewa are being provided by the different companies in all over
India. So consumer have lots of option to switch over to another service provider because
every one claiming to be the best among others. So it is difficult to the service provider or
dealer to know the attitude of the customers for the service provided by dealer. The
reason for this is that the attitude keeps changing from generations to generations, year by
year, time to time and from age group.

4. A STUDY ON THE VARIOUS SERVICES PROVIDE BY


BSNL

BSNL is the largest telecom operator in India and is known to everybody for Basic
Telephony Services for over 100 years. Presently the Plain old, Countrywide telephone
service is being provided through 32,000 electronic exchanges, 326 Digital Trunk
Automatic Exchanges(TAX), Digitalized Public Switched Telephone Network (PSTN)
all interlinked by over 2.4 lakh km of Optical Fiber Cable, with a host of Phone Plus
value additions to our valued Customers. BSNL's telephony network expands throughout
the vast expanses of the country reaching to the remotest part of the country.

Phone Plus Facility

Gone are the days when basic telephones was


used only to make and receive calls. With the aid of state-of-the-art digital exchanges,
BSNL offers a host of phone plus services, converting old basic telephones to a
sophisticated tool which can be used for a variety of applications.

Call Waiting
This facility lets to receive incoming calls even when telephone is busy. We will
get a short duration pip-pip tone when we will be busy talking , indicating that another
call is waiting , provided we have activated this facility. We can talk to any one of the
callers keeping the other waiting. Complete secrecy of communication between the two
callers is maintained.

Hot Line

We may want to be connected directly to a pre-determined number as soon


as we lift the hand set even without dialing. At the same time we may want to have
the flexibility to dial any other number of our choice. It is possible to have this
facility in the digital exchanges by the delayed hotline feature. The number of our
choice can be programmed by the exchange staff at our request. After doing so if we
lift the telephone and do not dial within 5 seconds , we will be automatically
connected to the programmed number. However if we start dialing with in 5
seconds , we can make an outgoing call as usual.

Call Transfer (Call Forward)

Useful for very mobile persons who may not want to miss incoming calls. Using
this facility Calls can be forwarded to another telephone number designated by you.

Automatic Wake-Up/Reminder Call Service

When we want to be given reminder at a specific time, all we have to do is to call


the exchange and leave the time we want to be reminded. The facility allows us to initiate
a call automatically by the exchange at a fixed time specified by the user of the
telephone.

Number/Call Hunting Service


If we have more than one telephone line, this facility is very helpful for our caller.
If the called line is engaged, our caller does not have to disconnect and dial other line(s).
This facility automatically transfers the incoming call to whichever line is free.
Calling Line Identification Presentation (CLIP)
The subscriber has to buy separately the CLIP display device from market. Using
this facility we can see the number of the calling party before lifting our telephone. Very
useful to trace malicious caller. However, the CLIP instrument shall be procured and
installed by the users themselves.

Calling Line Identification (CLI) Announcement Service


Dialing 164 and listening to the number of the phone line that we have used to
make the call. Very useful when in doubt about our phone number.
Phone Bell Check
Dialing 161 and after a few second replace the hand set. Our phone will ring very
soon. Useful for checking functioning or adjusting volume of bell of our phone. .
Electronic Locking For STD/ISD
For 100% protection against improper use, we can lock our telephone
electronically. Here, we only know the secret code. We can lock/allow Local, STD or
ISD calls in many way viz. all calls allowed, only local calls allowed, only STD & Local
calls allowed, all outgoing calls barred etc.

Call
conferencing
With this service telephonic conference can be set up within 3 or more
parties. This service is available subject to technical feasibility.

Web hosting is a service that allows users to post Web pages to the Internet. It allows users
to publish their own information resources to any Internet user interested in accessing them.
It is a business that provides the technologies and services needed for web sites to be viewed

Web hosting utilizes the server/client model to distribute content. A web hosting
provider will offer its clients access to a web server that will push the client?s content to

An ISDN subscriber can establish two simultaneous independent calls (except when the
terminal equipment is such that it occupies two 'B' channels for one call itself like in video
conferencing etc.) on existing pair of wires of the telephone line (Basic rate ISDN) where
as only one call is possible at present on the analog line /telephone connection. The two
simultaneous calls in ISDN can be of any type like speech, data, image etc. The call setup
time for a call between two ISDN subscribers is very short, of the order of 1 to 2 seconds.
ISDN also supports a whole new set of additional facilities, called Supplementary Services

Leased Line

To transmit data between computer and electronic information devices, BSNL provides data
communication services to its subscribers. It offers a choice of high, medium and low
speed leased data circuits as well as dial-up lines. Bandwidth is available on demand in
most of the cities. Managed leased Line Network (MLLN) offers flexibility of providing
circuits with speeds of n x 64 Kbps up to 2 Mbps. Useful for internet leased lines and
international principle Leased Lines (IPLCs).

For dedicated point to point speech, private wire, tele-printer and data circuits are given on
lease basis. Leased circuits are provided to subscribers for internal communication
between their offices/factories at various sites within a city/town or different cities/town on
point to point basis, or on a network basis interconnecting the various sites.

Managed Leased Line Service(MLLN): The MLLN is a Managed Leased Line Network
system which is proposed to provide Leased line connectivity. The State-of-the-art
technology equipment MLLN is designed mainly for having effective control, monitor on the
leased line so that the down time is very much minimised.

Speech Circuits (Hot Line or Private Wire) - Local or Long distance circuits within two
locations in a city or between two different cities provided for the same applicant. The
Terminating equipment at both ends is telephone without dialing facility. Both way
signaling and speech is possible.

Video Conferencing

Video Conferencing service allows multiple participants to converse with each other regardless
of their location through the video end-points or Personal computers. It involves Video and
Audio communication. It's about connecting people. A video conference subscriber can add two
or more video participants in a particular conference. The customers can schedule their video
conferences through the Web. The video conferencing service can be availed by any user
through IP or ISDN interface. The service is available to existing BSNL subscribers only. The
Video end-point required for conferencing should be ITU - H.323/H.320 compliant. Any
conference scheduled can have both Dial-in and Dial-out participants on either IP or ISDN. The
customer will have to procure the video end-point from the market. Personal computer user can
download the software called "PVX" from BSNL's Video Conferencing Portal to avail the
Video Conferencing facility with their web-cam. This software will be made available shortly at
BSNL's Video Conferencing Portal.

Audio Conferencing

Audio Conferencing service allows multiple participants to converse with each other regardless
of their location through the normal fixed line telephone or cellular phone. An audio conference
subscriber can add two or more participants in a particular conference. The customers can
schedule their audio conferences through the Web or through IVR. The service is available to
existing BSNL subscribers only. Any conference scheduled can have both Dial-in and Dial-out
participants. Conference can be scheduled one time or standing. A standing conference is
always on. The authorized participants has just to dial in a particular telephone number
followed by a password to enter into a conference.

On demand conference can be made. The chairperson can invite several users one by one in the
conference without using the web. He/she has to just dial a number followed by certain number
and the called party number for doing a conference call

it is required to go for market research.

Market research is the function that links the marketer to the consumer and the public with
information. It is used to identify and define marketing opportunities and problems, to generate,
define, evaluate the market, to monitor marketing performance, and to improve understanding
of the marketing processes.

Market research engage in a variety of activities, ranging from market potential and market
share studies, to asses the consumer satisfaction and purchase behavior to the studies, product
distribution and promotion activities. A company can conduct market research in its own
research department or have some outside agency to do it. Whether a company uses outside
agency its own research depends upon their skills and resource available.

RESEARCH PROCESSES :

The Marketing Research Process CONSISTS OF FOUR STEPS : -

1) Defining the key problems and research objective.


2) Developing the research plan for collecting information.

(b) SAMPLING PROCEDURE


Convenient sampling was used for the study. This because of the fact that extensive
consumer had to be covered within a stipulated time.

However all precaution were taken to avoid sampling and field errors by uniform
coverage of the consumer chosen by sampling.

Sampling Instruments :

Questionnaires containing as set of printed questions were used for data collection.

Sampling Size :

A total of 100 questionnaires were administered to gather information as per the objective
laid down.

Processing and Analysis of Data :

The after being collected was processed and analyzed in order to draw inference and find
solution to the problem. The processing of data consists of editing, coding and Tabulating of
data and appropriate statistical techniques were used which ultimately helped analysis and draw
conclusions.

(c) SOURCES OF DATA


Keeping in view the objective of the study, the conventional Market Research program was
adopted and the procedure. For the study consists of the following elements.

The data was collected through two sources. They are Primary sources and Secondary
sources.

1] PRIMARY SOURCE

The information, which was collected using Questionnaire Method from the respondents,
is a primary source of data. It is original data gathered especially for project study. It includes
direct contacts with the respondents regarding their responds towards the product/service.

2] SECONDARY SOURCE

Secondary source of data include the finding on the basis of Research done by outside
Organization. It includes the information collected from various sources both Internal and
External such as journals of marketing company, brochures and reference books on the study.

(d) DATA COLLECTION INSTRUMENTS


While deciding about the method of data collection to be used for the study, the
researcher should keep in mind two types of data, they are:

1] PRIMARY SOURCE

The primary data are those which are collected fresh and for the first time.

2] SECONDARY SOURCE

The secondary data on the other hand are those which are already been collected by
someone else and which have already been passed through the statistical processes.

COLLECTION OF DATA THROUGH QUESTIONNAIRES

This method of data collection is quite popular particularly incase of big enquiries. In this
method a questionnaire are sent to the person concerned with a request to answer the question
and return the questionnaire.

(e) FIELD WORK

The field work was carried in different places like public gatherings, offices,
promotions and colleges situated in Asansol city only.

RESEARCH ON CONSUMER BUYING PROCESS


This is an important process which has a vital role in consumer
behavior study. This is the first essential step to understand consumer
behavior. The objective of study of consumer buying process is to know
how a consumer makes his decision regarding buying or not buying any
commodity. In most cases, a decision involves the selection of an option
from two or more attractive choices.

The buying process is the process of decision-making leading to a


purchase function. It represents a problem-solving approach. The
mechanism is the same as in any processing activity in which we supply
some input followed by the processing activity in which we supply some
input followed by the processing activity and finally the output comes
before us.

INPUT PROCESS OUTPUT


The simple model given in the figure is composed of three stages –
‘Input, Process, Output’. Input is a stimulus variable, namely, the firm’s
marketing efforts and the social environment. The first marketing efforts

are designed to positively expose, inform and influence consumers.


These efforts include product/service itself, advertising, price strategies,
distribution network, and in fact all marketing functions. For example,
when a company introduces new brand of detergent powder or a
television set, it may run a series of radio commercials with supporting
press advertisements. The social environment serves as a non-
commercial source of consumer information and influence which is not
under control of the firm. It includes reference groups and individuals,
members of the family, social class and castes, culture, and the like.
Both these stimulus variables influence consumers and buying process.

(f) METHODOLOGICAL ASSUMPTION


Questionnaire was only research instrument used by asking a series of questions.
The questionnaire was prepared by keeping in mind the following factors – Simplicity,
complexes of the data in the logical sequence of questions.

1. The data have been collected by circulating questionnaires to select a few


sample audiences only.
2. All primary data is draw and reflects the actual intention of the respondents.
3. The data collected has been coded, tabulated and analysis into logical statements
using sample statistical methods viz- Tally making, Average Mean method,
Analysis and pie-charts.
